“Hide the cancellation option and keep offering deals until the customer gives up.” The retention lead’s request tests whether the telecom serves a customer’s stated intent or obstructs it.
Protect that boundary while offering a workable commercial alternative and a decision path. Apply the same discipline to employee concerns, incorrect charges, and a launch-blocking processing failure. Each demands action without giving you unilateral authority.
Refuse hidden cancellation
Start by acknowledging the legitimate objective. Retaining customers through a useful offer is supportable; exhausting customers until they abandon cancellation creates harm and legal and reputational risk. Leave the legal interpretation to counsel, but make your implementation decision explicit.
A complete exchange could sound like this:
Retention lead: “We need to save more customers. Hide cancellation and keep presenting offers until they give up.”
Candidate: “I understand the pressure to retain customers. I won’t implement hidden cancellation or an offer loop designed to make them give up. That frustrates their stated intent and creates legal and reputational risk. I propose one fair offer that they can clearly decline, while keeping the cancellation route accessible. A direct request for a person goes straight to the human-service route.”
Retention lead: “Then make the cancellation route less obvious. Otherwise the offer won’t work.”
Candidate: “That preserves the same obstruction. I can help test whether a clear, relevant offer is useful, but I won’t conceal the route. If you insist on that design, I’ll document your request, my refusal, and the alternative, and take the unresolved decision to the sponsor. I won’t implement it while seeking agreement.”
The supplied response calls for one fair, clearly declinable offer and escalation if needed; it does not require comfortable consensus. The offer must not delay a direct human request or become an extra condition for reaching cancellation.
Your authority boundary is precise: You control your implementation commitment and can escalate an unresolved request. You cannot promise that the retention lead will agree, or claim that you personally determine the company’s legal position.
Why three offers fail
“Let’s compromise on three offers” sounds collaborative because each party concedes something. Its mechanism still uses friction to wear down a customer. A less visible cancellation link produces the same failure through navigation instead of repetition.
The sponsor is measured on cost per contact, and the mandate is to raise self-service resolution from 22% to 45% within six months without lowering satisfaction. An abandoned cancellation cannot become a resolved contact simply because it avoids a human ...
